Having run support teams, here's what I've come to believe: the automation isn't the hard part anymore. The tooling is good and getting better every month. The hard part is designing the human side deliberately instead of treating it as the leftovers. That means putting genuinely technical people, engineers who can actually solve problems, where the complexity lives. Not scripts. Not a tier-1 agent reading from a macro, escalating a ticket that then sits for three days. I've been thinking about this since reading a sharp piece from Martin Hill-Wilson on CX leadership in the age of AI. One line stuck with me: "AI-first, human-always." Simple idea, but most companies only do the first half. Everyone's racing to automate support right now. Route the ticket, deflect the query, answer before the customer even asks. And honestly, they should. There's a big chunk of support volume that's repetitive, predictable, and frankly a waste of a skilled person's time. Password resets, status checks, "where's my order," the same onboarding question fifty times a week. Let AI eat all of it. That's the boring 70%, and a bot handles it faster and at 3am without complaint. The problem is what happens next. Because the moment a customer hits something complex, something broken, something emotional, or just something weird that doesn't fit the playbook, the AI runs out of road. And that's exactly the moment that decides whether they stay or churn. They don't want a smarter bot at that point. They want a person who actually understands the product, can reproduce the bug, read the logs, and fix the thing, not just apologize in nicer language. That's the gap I keep watching companies fall into. They pour everything into the automation layer, get the deflection numbers up, celebrate the CSAT bump on the easy tickets, and quietly starve the human layer underneath. So the 30% of interactions that carry the most weight, the frustrated enterprise customer, the edge-case integration failure, the angry renewal-at-risk account, get handled by whoever's left, usually stretched thin and under-supported. The result is backwards. The customers who matter most end up getting the worst experience. "Human-always" only works if the humans you keep are the right ones, placed where they count. In 2026 the edge won't come from who has AI. Everyone will have it. It'll come from who kept real expertise in the right places, and resisted the temptation to automate the parts that were never supposed to be automated. Curious how other support leaders are drawing that line right now. Where does the bot stop and the human start for you?

The numbers don't lie — and at EverSource, we act on them: 52% of consumers walk away from a brand after just one bad support experience (PwC, 2025 Customer Experience Survey) — in payments, that means lost revenue, lost trust, and lost clients. Hc3 87% of customers consider customer service vital when choosing a fintech provider (talli.ai, 2025) — making support your single biggest competitive differentiator. KAIZEN Fintech has the highest Customer Acquisition Cost of any SaaS sector — averaging $1,450 per client (First Page Sage) — which means losing a client to poor support is brutally expensive. $4.6 trillion is lost globally every year due to payment friction and abandoned transactions (talli.ai, 2025) — fast, expert support is the difference between a completed payment and a lost one. KAIZEN At EverSource, we make sure your clients never become one of these statistics. Engineer-led, 24/7 technical support — built specifically for payment companies. #Fintech #PaymentSolutions #CustomerExperience #TechSupport #EverSource
